{"id":2674,"date":"2018-05-07T21:29:49","date_gmt":"2018-05-07T21:29:49","guid":{"rendered":"https:\/\/blog.qualaroo.com\/?p=2674"},"modified":"2024-05-29T19:24:25","modified_gmt":"2024-05-29T19:24:25","slug":"feedback-has-a-shelf-life-make-sure-to-activate","status":"publish","type":"post","link":"https:\/\/web-staging.qualaroo.com\/blog\/feedback-has-a-shelf-life-make-sure-to-activate\/","title":{"rendered":"Feedback Has a Shelf Life &#8211; Make Sure to Activate!"},"content":{"rendered":"<p><em>Written and contributed by <a href=\"https:\/\/www.linkedin.com\/in\/curtismorris\/\">Curtis Morris<\/a>, CEO&nbsp;@ Qualaroo<\/em><\/p>\n<p><span style=\"font-weight: 400\">Few things are worse than pouring your first cup of coffee on Monday morning, grabbing the half and half out of the fridge and adding it to your coffee only to realize that it has gone bad. <\/span><\/p>\n<p><span style=\"font-weight: 400\">The coffee is ruined.<\/span><\/p>\n<p><span style=\"font-weight: 400\">You are going to be late to work if you make another pot.<\/span><\/p>\n<p><span style=\"font-weight: 400\">Now you have to make a trip to the store for a new half and half. <\/span><\/p>\n<h3>Everyone realizes their refrigerator is full of perishable goods,<span style=\"font-weight: 400\"> but most do not realize that user feedback also has a shelf life. <\/span><\/h3>\n<p><span style=\"font-weight: 400\">One famous example of feedback with a shelf life can be found at Blackberry. When Apple and Google entered the smartphone market<\/span><span style=\"font-weight: 400\">,<\/span><span style=\"font-weight: 400\"> Blackberry (armed with feedback!) took an &nbsp;<\/span><a href=\"https:\/\/www.forbes.com\/sites\/parmyolson\/2015\/05\/26\/blackberry-iphone-book\/#3f4af46b63c9\"><span style=\"font-weight: 400\">\u201cIt\u2019s OK\u2014we\u2019ll be fine&#8221;<\/span><\/a>&nbsp;<span style=\"font-weight: 400\">approach to competition. This confidence was fueled by the executive team at Blackberry believing that their users would not abandon the physical keyboard for a digital alternative. After all, <\/span><a href=\"http:\/\/www.zdnet.com\/article\/blackberry-vs-iphone-qwerty-vs-touch-screen\/\"><span style=\"font-weight: 400\">users loved the tactile feedback and ease of use that a physical QWERTY keyboard offered.<\/span><\/a><span style=\"font-weight: 400\"> What the Blackberry team failed to realize was the feedback they gathered about their keyboard had a shelf life. <\/span><\/p>\n<p><span style=\"font-weight: 400\">In early 2010 (3 years after the first iPhone launched)<\/span><span style=\"font-weight: 400\">,<\/span><span style=\"font-weight: 400\"> Blackberry realized that consumers valued other features over their keyboard but the damage had already been done. In 2012 the share price for Blackberry (BB) was down 95% from it\u2019s <\/span><a href=\"https:\/\/www.marketwatch.com\/investing\/stock\/BB\/historical?siteid=mktw&amp;date=6%2F19%2F2008&amp;x=0&amp;y=0\"><span style=\"font-weight: 400\">all time high of $148.13<\/span><\/a><span style=\"font-weight: 400\">. It only took Blackberry 4 years to go from a business that controlled <\/span><a href=\"https:\/\/arstechnica.com\/gadgets\/2008\/06\/us-smartphone-market-share-down-for-apple-in-2008\/\"><span style=\"font-weight: 400\">nearly 50%<\/span><\/a><span style=\"font-weight: 400\"> of the world&#8217;s smartphone market to a company that had negligible market share and was struggling to keep itself afloat.<\/span><\/p>\n<p><span style=\"font-weight: 400\">It\u2019s impossible to say if a world class feedback cycle alone could have saved Blackberry<\/span><span style=\"font-weight: 400\">,<\/span><span style=\"font-weight: 400\"> but one thing is certain: <\/span><\/p>\n<h3><\/h3>\n<h3><i><span style=\"font-weight: 400\">Feedback has a shelf life and basing your business strategy on expired feedback is an unnecessary risk.<\/span><\/i><\/h3>\n<p><span style=\"font-weight: 400\">The good news is that keeping your user feedback fresh is pretty straight forward<\/span><span style=\"font-weight: 400\">. &nbsp;All you need to do is<\/span><span style=\"font-weight: 400\"> ask the <\/span><i><span style=\"font-weight: 400\">right person<\/span><\/i><span style=\"font-weight: 400\"> the <\/span><i><span style=\"font-weight: 400\">right question<\/span><\/i><span style=\"font-weight: 400\"> at exactly the <\/span><i><span style=\"font-weight: 400\">right time<\/span><\/i><span style=\"font-weight: 400\">, and most importantly,<\/span> <i><span style=\"font-weight: 400\">act on what you learn.<\/span><\/i><span style=\"font-weight: 400\"> If the Blackberry executive team had not taken an <\/span><a href=\"https:\/\/www.forbes.com\/sites\/parmyolson\/2015\/05\/26\/blackberry-iphone-book\/#3f4af46b63c9\"><span style=\"font-weight: 400\">\u201cIt\u2019s OK\u2014we\u2019ll be fine\u201d<\/span><\/a><span style=\"font-weight: 400\"> approach to competition and <strong>instead<\/strong>&nbsp;had put a feedback strategy in place that targeted both existing and potential customers<\/span><span style=\"font-weight: 400\">,<\/span> <span style=\"font-weight: 400\">then <\/span><span style=\"font-weight: 400\">the outcome of their company could have been very different.<\/span><\/p>\n<h2><span class=\"ez-toc-section\" id=\"Here_is_a_straight_forward_feedback_strategy_that_Blackberry_could_have_implemented\"><\/span><span style=\"font-weight: 400\">Here is a straight forward feedback strategy that Blackberry could have implemented<\/span><span class=\"ez-toc-section-end\"><\/span><\/h2>\n<h3><b>The Right Person<\/b><\/h3>\n<p><span style=\"font-weight: 400\">In Blackberry\u2019s case, there are at least 3 profiles for who the right person is, to survey:<\/span><\/p>\n<ol>\n<li>\n<h4><span style=\"font-weight: 400\">Existing customers<\/span><\/h4>\n<\/li>\n<li>\n<h4><span style=\"font-weight: 400\">Potential customers<\/span><\/h4>\n<\/li>\n<li>\n<h4><span style=\"font-weight: 400\">Customers who are canceling their service (churning)<\/span><\/h4>\n<\/li>\n<\/ol>\n<h4><\/h4>\n<h4><\/h4>\n<h3><b>The Right Questions<\/b><\/h3>\n<p><span style=\"text-decoration: underline\"><span style=\"font-weight: 400\">Existing customers<\/span><\/span><\/p>\n<ul>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">Where do you use your Blackberry device most often?<\/span><\/h4>\n<\/li>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">What features would you like to see from your next Blackberry device?<\/span><\/h4>\n<ul>\n<li style=\"font-weight: 400\">\n<h4><span 400\">\n<h4><span style=\"font-weight: 400\">Send user feedback survey (example above) during moments of truth (Renewal coming up, new phone purchased, etc..)<\/span><\/h4>\n<\/li>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">Ask user for feedback after every support interaction<\/span><\/h4>\n<\/li>\n<\/ul>\n<p><span style=\"text-decoration: underline\"><span style=\"font-weight: 400\">Potential customers<\/span><\/span><\/p>\n<ul>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">When they visit your website, 7 to 10 seconds after landing on &nbsp;your homepage<\/span><\/h4>\n<\/li>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">Exit survey when they leave your website (if no website survey was given)<\/span><\/h4>\n<\/li>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">Retail stores (may require small incentive such as X% off a new device or a gift card)<\/span><\/h4>\n<\/li>\n<\/ul>\n<p><span style=\"text-decoration: underline\"><span style=\"font-weight: 400\">Customers who are canceling<\/span><\/span><\/p>\n<ul>\n<li style=\"font-weight: 400\">\n<h4><span style=\"font-weight: 400\">Make the survey a required part of the cancelation process<\/span><\/h4>\n<\/li>\n<\/ul>\n<p><span style=\"font-weight: 400\">Customizing this feedback strategy to fit to your customer\/prospect&#8217;s individual needs will result in a constant stream of relevant feedback for your product, sales, marketing and support teams.
